From an hour to five minutes: why your experts are too valuable for the inbox

Every business has a handful of people who know the most. The ones every hard question eventually lands with. In this particular organisation, that expertise wasn't a side function, it was one of their core offering. Members joined for the help they would get, and that help came from the technical team, the subject matter experts. The situation

This was a team of experts in a highly complex, regulated industry. When a member sent through a question, the answer had to be right, and it often had to be referenced back to specialised documentation, both to give proper context and because part of their job was educational.

Each reply could take up to an hour, sometimes more depending on how complex the question was. Read the query, check the detail, find a source or two, cross-reference them, and sometimes stop to talk it through with a colleague, all before writing it up carefully and making sure nothing was missed.

One email at a time, that feels reasonable. But multiply it, a few a day, across a week, across the whole team and the cost becomes clear. Hours of senior expertise disappearing into a queue.

There was a quieter problem underneath it too. Because every expert answered in their own way, the same question could come back with slightly different replies depending on who picked it up. Members weren't always hearing one consistent brand voice. And the experts rarely felt on top of the queue. There was always another email waiting, and the loop wore them down, pulling them away from the more valuable projects they wanted to be doing.


The shift
